    The competitive edge small businesses can’t afford to ignore

    Something has shifted in the way that most companies engage with their customers in recent years, with automation playing a heavier role in a customer’s experience. While efficiency is important, it can also create distance between a person and a brand. This focus on transactions has created a remarkable opening for small businesses. Consumers today are looking for something that’s become surprisingly hard to find: a genuine relationship with the businesses they choose. In fact, 74% of consumers say that a lack of human connection will drive them to abandon a brand after a few bad experiences.

    I’ve spent my career working across consumer marketplaces, and nowhere is the importance of human connection clearer than within the wedding industry. Weddings remain remarkably resilient despite broader economic uncertainty, as people continue to crave in-person connection and celebration.

    To bring these celebrations to life, couples hire an average of 13 wedding vendors; meanwhile personality and “vibe” ranked as a top deciding factor for couples when selecting guest-facing vendors like DJs, photographers, and planners who set the tone for the entire event. As economic pressures increased last year, the majority of couples said they leaned on a vendor to help them work through their budget. Consumers under financial pressure don’t want hands off, they want more guidance.

    Every business tracks return on investment. Few focus on what I’d call a “return on relationship,” the compounding payoff that comes from prioritizing customer trust and engagement. And it reaches far beyond weddings. Whether you run a catering company, a salon, a design studio, or a consulting practice, relationships are critical for ongoing success. As service becomes more automated, the businesses that offer genuine partnership with their customers stand out more distinctly than ever before.

    TURN THE PRINCIPLE INTO PRACTICE

    Return on relationship redefines what customer service means as well as how it gets prioritized. Because in a market where trust is critical, relationships are the most durable form of marketing for a small business. They produce the two things that no ad can buy: a customer who comes back, and a customer who tells everyone in their network.

    Operating this way doesn’t require new technology or a bigger team. It requires reprioritizing to treat each interaction as part of a relationship rather than a transaction. Here are four ways to better optimize your business to focus on relationship building:

    1. Be personable, not just in person: So much of business now happens over text, online forms, and DMs. The goal isn’t to force everyone onto a phone call, but to meet customers where they are and to make that channel feel personal. One customer may never want to pick up the phone, while another values a face-to-face meeting when the stakes are high. Knowing the difference, showing up the way your customer prefers, and making that interaction memorable is what builds trust.

        2. Don’t outsource the human moments. Productivity and efficiency get all the attention. There’s real value in letting AI get you started, for example with FAQs and pricing templates that speed up initial inquiry responses. But that’s just the opening. The high-touch moments like a consultation, a difficult question, or a personal follow-up are exactly the ones to keep in human hands. It also shapes who you hire. As AI absorbs more administrative work, the ability to connect, listen, and make someone feel genuinely taken care of becomes one of the most valuable skills on your team.

          3. Be transparent about rates before you’re asked. While relationships are key, price remains an important deciding factor for customers. The small businesses that clearly explain their value, what drives cost, and what is flexible will build trust faster than any discount. Being transparent also works in your favor: it naturally attracts the customers who are the right fit for what you offer, and saves everyone time when they aren’t.

            4. Make feedback a habit. The businesses that retain customers keep asking how they’re doing and actually act on the answer. People want to be heard, and they’re already telling you what they think. Across our global platforms, couples have shared more than 15.5 million vendor reviews, a steady stream of insight into what’s working and what could be better. Customers stay loyal to the businesses that treat that feedback as a guide, and visibly act on it.

              There has never been a better time to bet on human connection. AI can carry the administrative load, and you get back to what competitors can’t automate: personal relationships with the people you serve. Our own research shows that even as AI becomes part of the planning process, friends, family, and wedding vendors remain the top trusted resources for couples. People want to do business with people, and the companies that make people feel known, not processed, are best positioned to earn loyalty. Wedding vendors have always understood this because you cannot automate your way into someone’s most meaningful day. At this moment, the relationship is a deciding factor for your business.
